Conflict perceptions by front desk agents at Mandarin Oriental Hotel, Macau

English Abstract

The purpose of this study is to explore the Mandarin Oriental Hotel, Macao (MOMFM) front desk agent (FDA) perceptions on conflict, the conflict origins, and their reactions to conflict. Through identifying the sources of MOMFM front desk staff members’ conflict will be expected to be able to anticipate and to prevent destructive conflict, and to know how to use their differences as a step stone to creative problem solving. A qualitative method was used for data collection in this research through conducting interviews with total 22 present front desk staff members from which 19 FDA, 1 Guess Relation Officer (GRO), 1 Director of Front Office Operation (DFO), 10 former managers, from which was analyzed stories perceived as conflict; and the quantitative method was also used through questionnaire to 1 Resident Manager (RM). The finding of this research yields the followings. First, conflict is perceived by FDA and supervisors negatively, but is seen also as a positive opportunity by the RM. Second, there are interpersonal conflicts within the FDA. Third, the majority of conflicts are originated from cultural differences, language barrier, lack of trust, respect, motivation schemes, training, poor intrapersonal communication, job title position and experience, not having a common goal between FD and superiors, job dissatisfaction, no empowerment on certain responsibilities. Forth, conflicts have a direct effect on the job satisfaction, effectiveness, and level of productivity. Theoretical and practical implications of the results are addressed, and several suggestions for future research are outlined.
